The Role: Subject Matter Expert Lead for Payment Operations

We are seeking an exceptional Process Lead - Payments (SME Lead) who will take complete ownership of our payment operations program. This is not just a process management role—it's a strategic leadership position that will shape how millions of transactions flow through our global platform.

As the SME Lead, you will be responsible for designing, leading, and governing all aspects of the departmental program, taking end-to-end ownership and ensuring alignment with organizational goals, compliance standards, and delivering an exceptional customer experience that sets Booking.com apart in the competitive travel technology landscape.

This role involves continuous improvement of payment processes through sophisticated analysis of operational metrics, identification of inefficiencies, and leading transformative initiatives to optimize and automate processes to ensure scalability for future growth. You will be at the forefront of innovation, leveraging cutting-edge methodologies like Lean Six Sigma to drive operational excellence.

The SME Lead works closely with various departments, stakeholders, external parties, Fintech partners, and leadership across the organization, gaining commitment and creating buy-in from senior stakeholders at all levels. This position manages a high level of complexity and ambiguity, significantly impacting business outcomes through strategic input on process improvements and operational efficiency across multiple teams and geographies.

Team Development and Leadership

Beyond process excellence, the SME Lead is responsible for ensuring that the process team is adequately trained, skilled, and effective when executing complex payment processes. You will prepare the team for success and offer meaningful development opportunities to ensure the team is continuously skilled, knowledgeable, and ready to tackle emerging challenges in the rapidly evolving payment landscape.

Core Responsibilities

Process Design and Documentation

You will develop, document, and maintain comprehensive end-to-end payment processes with an unwavering focus on customer experience, ensuring alignment with organizational goals and stringent compliance standards across multiple jurisdictions. This includes designing scalable processes that can support future business growth and evolving industry requirements, anticipating changes in payment regulations, technology standards, and customer expectations.

Strategic Analysis and Optimization

Identify pain points and inefficiencies using advanced data analysis techniques and stakeholder feedback, proposing innovative solutions to streamline operations and reduce friction in the customer journey. You will analyze operational metrics and KPIs to identify opportunities for process optimization and intelligent automation that can scale with business growth.

Define and document clear, actionable business requirements for new processes or system enhancements, serving as the bridge between business needs and technical implementation. Collaborate closely with technical teams to review and validate solution designs, ensuring they meet business needs, compliance standards, and deliver measurable value.

Process Improvement and Gap Analysis

Analyze existing processes with a critical eye, identifying gaps or inefficiencies that may be limiting performance or creating risk. Propose improvements based on industry best practices, emerging technologies, and lessons learned from operational data. Define reporting needs to ensure appropriate tracking and visibility of process performance and compliance across all payment channels.

Testing and Quality Assurance

Develop comprehensive test cases for User Acceptance Testing (UAT) to ensure solutions meet business requirements and maintain the highest quality standards before deployment. Lead and execute UAT to verify the functionality and performance of new systems and processes, ensuring they perform flawlessly under real-world conditions.

Coordinate and perform Business Readiness Testing (BRT) to ensure the system aligns with business needs and is ready for deployment, minimizing risk of disruption to operations or customer experience. This includes creating contingency plans and rollback procedures to ensure business continuity.

Knowledge Transfer and Change Management

Create and maintain comprehensive training documentation to support internal teams and stakeholders, ensuring knowledge is captured and transferable. Provide ongoing support and guidance to ensure smooth go-live transitions, troubleshooting issues as they arise with urgency and expertise.

Serve as the go-to expert on payment operations, providing authoritative guidance and training to internal teams on new processes and best practices. Your deep expertise will make you an invaluable resource across the organization.

Cross-Functional Collaboration

Collaborate with Product, Finance, and Compliance teams to ensure processes align with technical capabilities and regulatory requirements across all markets we operate in. Partner with operational teams to understand current processes, metrics, and identify pain points and gaps that may not be immediately visible from the top down.

Collaborate with the internal communications team to effectively communicate process changes and updates to relevant teams, ensuring clarity and buy-in for transformational initiatives that may impact daily workflows.

Qualifications and Skills Required

Experience and Education

8+ years of progressive experience in a specialist area related to payment operations, process management, or fintech operations is essential. This should include demonstrated experience leading complex, multi-stakeholder initiatives that delivered measurable business value.

A Bachelor's degree (or equivalent) in Finance, Business Administration, Operations Management, or other Business-oriented field is strongly recommended. Advanced degrees or specialized certifications in related fields are valued.

Professional Certifications

Lean Six Sigma certification (or similar process improvement methodology certification) is required. We value candidates who can demonstrate practical application of these methodologies in real-world business environments, delivering quantifiable improvements in efficiency, quality, or cost reduction.

Domain Expertise

Proven senior experience in eCommerce, process management, or large multi-year programs is essential. You should have a track record of successfully leading transformational initiatives from conception through implementation and ongoing optimization.

Advanced knowledge of payment processes, the payment landscape, and service providers is critical. This includes understanding of payment gateways, payment service providers (PSPs), acquiring banks, card networks, alternative payment methods, fraud prevention systems, and emerging payment technologies like digital wallets and cryptocurrency integrations.

Core Competencies

Ownership and drive of continuous process improvements with a sharp focus on automation and scale. You should be passionate about eliminating manual work and creating systems that can handle exponential growth without proportional resource increases.

Expert capability in mapping process flows and identifying improvement opportunities specifically in the payments area. You should be able to visualize complex, multi-step processes and quickly identify bottlenecks, redundancies, or risk points.

Ability to make independent decisions and set priorities in an environment of competing demands and limited resources. You should be comfortable operating with autonomy while keeping stakeholders informed.

Strong networking skills and ability to influence others without direct authority. Many of your initiatives will require buy-in from teams you don't manage, so relationship building and persuasive communication are essential.

Organizational change management skills to lead teams through significant process changes, addressing resistance and ensuring adoption of new ways of working.

Excellent teamwork skills with the ability to work effectively across diverse, multicultural teams spanning different time zones and working styles.

Proficient in both spoken and written English at a business fluency level, with the ability to communicate complex technical concepts to non-technical audiences clearly and persuasively.
